Customer support automation

Answer the same question once, put the order on the ticket, and let people handle the conversations that need a person.

In short

Support automation classifies each incoming ticket, attaches the order or account context, routes it to the right queue, drafts a reply for a person to send, and tells the customer where things stand before they ask. SBD builds it inside the helpdesk you already use, with the AI step kept behind a confidence line.

Who this is for

The people who usually own customer support.

  • Support leads with 2 to 30 agents
  • Operations managers who own the inbox
  • E-commerce teams drowning in where-is-my-order
  • Founders answering tickets themselves

Is this you?

If three of these sound like your week, this page is about your team.

  • Half of inbound is a status question
  • Agents keep three tabs open to answer one ticket
  • Tickets get reassigned more than once
  • The macro library is large and nobody uses it
  • An AI tool was tried and turned off after a wrong answer

What it costs today

Where customer support loses the hours.

For support teams

Answer the question once.

Bring last week's ticket queue. We will show you which half of it should never have reached a person, and what happens to the other half.

By company size

Customer support at 10 people, and at 1,000.

  1. 1 to 10

One shared inbox, one person, and the same ten questions every day.

  2. 11 to 50

A helpdesk with no routing rules, tickets picked by whoever is free, and answers that depend on who picked them.

  3. 51 to 200

Queues by team, tickets bouncing between them, and the order details in a system agents cannot see.

  4. 201 to 1,000

Several channels, SLAs that are measured but missed, and an AI pilot that answered wrong once and was switched off.

What we build

What we build for customer support teams.

  1. 01

AI triage with a confidence score

Every ticket classified by type, urgency and sentiment. Confident cases routed automatically, the rest to a person, every decision logged.

  2. 02

    Context on the ticket

Order status, account history, last invoice and delivery tracking pulled onto the conversation so the agent never leaves the helpdesk.

  3. 03

    Drafted replies, human send

A reply drafted from your macros and the customer's own words. A person reads and sends, until the accuracy on your tickets earns more.

  4. 04

    Proactive status updates

Dispatch, delay, refund and resolution messages sent from system events on WhatsApp, email or SMS, logged against the customer.

The workflows

The customer support workflows, and what sets each one off.

  1. 01
    Ticket triage

When a ticket arrives on any channel

    Then

Classified by type, urgency and sentiment, routed, with a confidence score

  2. 02
    Context on the ticket

    When a ticket is created

    Then

Order, account, invoice and delivery status pulled onto it

  3. 03
    Drafted reply

    When a ticket is routed

    Then

A reply drafted from your macros, waiting for a person to send

  4. 04
    Proactive status

When an order is dispatched, delayed or refunded

    Then

The customer told on WhatsApp, email or SMS, logged on the record

  5. 05
    Escalation to engineering

When a ticket is tagged as a bug

    Then

An issue created with the context, status fed back to the ticket

The numbers we move

How a customer support build is judged.

Every build has a number written into the blueprint. These are the ones customer support builds are measured by, and how we measure them.

MetricBeforeAfterHow it is measured
First response timeHoursMinutes for routed ticketsMedian time from ticket creation to first reply
Tickets per agent per dayFlatUp, with the easy ones removedResolved tickets divided by agent days
Status enquiriesA third of volumeUnder a tenthTickets tagged as status requests, per week

Built on

The tools you already run, where we can.

Every tool we connect has its own page in the integrations directory.

Proof

Proof from builds like this.

How it starts

An audit of the customer support work your team still does by hand.

One to two weeks. We map the workflows, put an hours-a-week figure on each, and give you a costed blueprint in order of payback. The audit is credited in full to the build.

  • Week 1 to 2Audit. We sit with the people who do the work and map it.
  • Week 3Blueprint. Fixed scope, fixed price, the first build chosen by payback.
  • Week 4 onBuild in two-week sprints, working software every second Friday.
  • After go-liveSixty days of hypercare, then a care plan or run it yourself.

What this does not do

So the scope is clear before the call.

  • Fully unattended AI replies. A person sends, until the accuracy on your tickets earns more.
  • Replacing the helpdesk. We build inside Zendesk, Freshdesk, Intercom or the one you have.

Terms, defined

Customer support terms, in plain English.

Triage
Deciding what a ticket is, how urgent it is, and who should handle it, before a person reads it.
Confidence line
The score above which the system acts on its own and below which it asks a person.
Proactive status
Telling the customer what happened before they ask.

Questions

What people ask about customer support automation.

Will AI reply to our customers on its own?

Not by default. It classifies, drafts and routes. A person sends. Some teams later let it send the simplest categories, with a review sample every week.

Our helpdesk already has automations.

Good. We use them for the simple rules and add what they cannot do: context from other systems, an AI step with a confidence score, and messages from events outside the helpdesk.

What about tone and brand voice?

Drafts come from your macros and past replies the team approves. The tone is yours. The system learns from the edits agents make.
